How to Respond to Negative Reviews: 10 Templates for Restaurants and Local Stores

A bad review stings, and the urge to set the record straight is strong. But your reply isn't really for the reviewer. It's for the next hundred people who read it. Here's how to write one that wins them over.

Every business gets bad reviews. A late delivery, a cold dish, a rude moment on a busy night. What sets good businesses apart isn't a perfect record. It's how they answer.

Remember who you're writing for. The reviewer has usually made up their mind. The people reading your reply, scrolling through your Google profile deciding where to eat or shop tonight, haven't. A calm, specific reply tells them more about you than another five-star review would.

The five rules of a good reply

  1. Reply quickly. Within a day or two. A reply three months later looks like nobody's minding the shop.
  2. Thank them and use their name. Even when it hurts. It sets a calm tone.
  3. Apologize for the experience, specifically. "Sorry your order was late" beats "sorry for any inconvenience".
  4. Say what you're doing about it. One sentence on what you've fixed or checked.
  5. Take details offline. Give a phone number or email so the conversation continues privately.

What never to do

  • Don't argue, even if you're right. Readers side with the customer by default.
  • Don't share private details about the order, the customer or your staff.
  • Don't offer a refund or freebie in exchange for changing the review. Make things right because it's right, not as a trade.
  • Don't threaten or pressure anyone to remove a review. Trying to suppress honest reviews with threats is one of the practices the FTC's consumer reviews rule targets.
  • Don't copy and paste the same reply everywhere. Use the templates below as a start, then make each one specific.

10 templates you can adapt

1. Late order

Hi [Name], thank you for telling us, and I'm sorry your order arrived late. That's not the experience we want for anyone. We've looked at what happened that evening and adjusted how we schedule busy periods. I'd like to make it up to you: please call me at [phone]. – [Your name], [Role]

2. Cold or poorly made food

Hi [Name], I'm sorry your [dish] wasn't up to standard. We've shared your feedback with the kitchen team so it doesn't happen again. If you're willing to give us another try, please reach me at [email]. – [Your name]

3. Wrong or missing item

4. Rude or unhelpful staff

Hi [Name], thank you for letting us know. Everyone who walks in deserves to be treated well, and I'm sorry that didn't happen. I'm following up with the team directly. I'd appreciate the chance to hear more: [email]. – [Your name], Owner

5. Long wait in store

Hi [Name], sorry about the wait. We know your time matters. We're adding staff at our busiest times, and you can also order ahead on our website to skip the line. Thanks for your patience. – [Your name]

9. A star rating with no text

Hi [Name], thanks for your rating. We're sorry we didn't get it right this time. If you'd share what happened at [email], we'd like to fix it. – [Your name]

10. A review you think is fake

Hi, we take every review seriously, but we can't find an order or visit that matches this one. If we've missed something, please contact us at [email] so we can look into it. – [Your name]

For the last one, also report the review in your Google Business Profile. Google removes reviews that break its policies, such as fake, off-topic or abusive reviews. It won't remove a review just because it's negative.

Reply to the good ones too

A short, personal thank-you for positive reviews matters as well. Mention something they said ("so glad you loved the momo!") so it doesn't read like a form letter. It shows readers there's a real person behind the business.

The best defense is more reviews

One bad review among ten hurts. One among two hundred barely registers. The most reliable way to soften the impact of negative reviews is a steady flow of honest ones from your everyday customers. Our guide on how to get more Google reviews covers how, and NEAPES Reviews can ask every customer for you, automatically, after each order.

Frequently asked questions

Should I respond to every negative review?

Yes, ideally within a day or two. Your reply is mainly for future customers reading it, and a calm, specific answer reassures them.

Can I get a negative Google review removed?

Only if it breaks Google's policies, for example if it's fake, off-topic, abusive or from a competitor. You can report it from your Google Business Profile. Google won't remove a review just because it's negative.

Should I offer a refund in my reply?

Don't make offers in public or tie them to changing the review. Invite the customer to contact you privately, then make it right if it's warranted.
